CalPERS seeks an Associate Governmental Program Analyst (AGPA) in the Customer Experience Division (CXD), Quality Assurance Team (QAT). Under the direction of a Staff Services Manager I (SSM I), the QAT senior analyst is responsible for administering the more complex duties of the Five Star Customer Experience Program. Responsibilities include assessing interactions completed by phone agents to ensure that customer service standards are met, providing reports and statistical data regarding the Five Star Customer Experience Program, identifying trends and training opportunities, reviewing customer satisfaction survey comments, and assisting with mentoring and development of new contact center team members.
Success in this position requires the ability to learn quickly, work in a fast-paced environment, set priorities and meet deadlines, while effectively aligning with and implementing management direction and decisions, utilizing strong organizational and time management skills, interpreting and applying provisions of law, court decisions, and departmental policies, working independently, exercising good judgement in all work-related activities, and working effectively with sensitive subject matter. The ideal candidate would also possess strong computer skills and effective communication skills, orally and in writing.

Special Requirements Statement of Qualifications

  • Describe your experience with Quality Assurance in a call center environment. Please include your role in the QA process as well as your understanding of QA principles and best practices.
  • Describe your experience providing feedback and mentoring call center agents to provide excellent customer service. How do you identify areas that need improvement? How do you measure the success of your feedback?
  • Provide an example of a project or assignment that demonstrates your ability to work independently to produce a high-quality product. What was the assignment? What steps did you take to ensure you were successful? What was the result?

  • Minimum Qualifications
