Responsibilities:
- Performance Management – Service and Efficiency KPIs, live communication between leadership on anyone out of place
- Split Skill Prioritization
- Management of Agents across multiple Transaction Types
- FTE Load Balancing/Strategy Formulation with upper mgmt for Over and Under Staffing
- Agent Activity Management
- Unplanned Shrinkage Management
- Reforecast
- Segment Entry/Exception Coding Administration
- Post - Mortem Analysis and Reports
- Maintain WFM platform
- Track and review trends for all key assumptions
- Generate Schedules
- Plot Pre-planned Shrinkage (Off Phone Activities, Planned Time Off) and Overtime commitments
- Optimize schedules and develop IDP
- Review and discuss schedules with Operations and strategize with the team to address staffing delta
